Key Responsibilities

• Effectively manages the overall call quality of the team, ensuring KPI’s are met by implementing proactive measures and timely customer recovery methods (call monitoring, side-by-side observations, individual and team coaching)
• Monitors the performance of daily call centre operations, utilisation and productivity
• Ensures smooth coordination between the CSC Team and site teams
• Functions as first level contact in the escalation process, through objective and evidence-based investigations and effective decision-making and problem-solving techniques
• Manages team capability through ongoing assessment team competencies and performance gaps and by direct involvement in recruitment, selection, and ongoing skills development for team members
• Trains and develops team members to maintain and increase capabilities in delivering world class standards, ensuring service delivery is aligned
• Supports the Call center supervisor in minimising errors and tracking performance
• Monitors and prepares data for periodic reports, providing data-driven insights and improvement recommendations from call centre data
• Uphold team morale, sharing best practices and creating an inclusive, fair and safe work environment
